    1. 課題:引き受け形式が招く対応遅延

    ZoomZoomオンライン社は、オンライン相談を代行するBPO受託会社です。30名のスタッフが、申込者からの相談リクエストをWebフォームで受け付けています。

    申込者は複数の日程を指定し、Webフォームからリクエストを送信します。オペレーターは「引き受け形式」で担当案件を選ぶ仕組みです。

    しかし、要望欄に専門的で難しい内容が記載されていると、誰も引き受けず「お見合い状態」となり、案件が滞留していました。

    その結果、担当確定が遅れ、返信の遅延や対応漏れにつながり、顧客満足度の低下とオぺーレーター間の業務負荷の偏りを招いていました。

    2. 解決策:AIが自動で担当者を割り当て

    プロセスオーナーは、案件の「引き受け形式」を廃止し、AIによる「自動割り当て形式」に変更しました。さらに、AIがより正確かつ公平に担当を割り当てられるよう、自動工程も追加しました。

    まず、申込者のメールアドレスから企業ドメインを取得し、IP2WHOIS(ドメイン情報を取得する外部サービス)と連携して登録情報を照会します。これにより、そのドメインが外部機関(レジストリ)に正式登録された「登録済みドメイン」であるかを確認できます。確認したドメインをもとに「AIエージェント工程」が担当者を割り当て、メールアドレスで返します。次に、AIが出力したメールアドレスをUser型データ(ユーザ情報を扱うデータ項目)に変換し、該当ユーザーをシステムに自動登録します。

    これにより、申し込み後すぐに担当者が自動で決まり、公平な割り当てが実現しました。
